Overview

Working closely with the online customer support team, the goal was to provide an overhauled and user-centrice experience where customers could easily find product information.

This "redesign" coincided with the on-going digital transformation project, allowng us to leverage the brand's web style guide.

The Challenge

Empower users, during the post buying process, to effortlessly find the product information they are looking. Whether it's drivers, content, or more.

  • Simplified post-purchase support by enabling users to quickly locate drivers, manuals, downloads, and other product resources in one centralized experience.
  • Improved customer self-service by making product information easy to discover, reducing friction after purchase and increasing user satisfaction.
  • Streamlined access to relevant content and support materials, helping users resolve issues faster and get more value from their products.

Design Process

Lead a cross-functionalteam to conduct an in-depth analysis of the site’s support experience, assessing how users interacted with content and navigated key support journeys. By leveraging session replays and behavioral data from Contentsquare, I identified several recurring customer pain points, including unclear content organization, repetitive navigation loops, and areas of friction that made it difficult for users to find the information they needed. These insights helped inform opportunities to improve the overall support experience and create a more intuitive user journey.

Created mid-fidelity wireframes (40~ screens) in Adobe XD. Iterated and provided the stakeholder with an end-to-end prototype.

The Outcome

As of lauching this experience in 2020, we noticed a 53% decrease in bounce rate, a 17% increase in scroll depth, and a higher support rating through OpinionLabs. Overall, the customer support team sees this as a huge success and continues to refine based on customer feedback.
